In our case, a guest is having meal in The Hong Kong Jockey Club. She has order an a la carte with steak. She would like her steak with well done. Unfortunately, the waiter gives her a wrong meat temperature dish, i.e. medium. The guest is not satisfy with the dish and begin lose temper asking for explanation.

The waiter has do the following step to provide the right and quality service to the guest. Firstly, the waiter tries to calm the guest down. Secondly, he is listening to the guest’s grievances, so as to provide the right service to the guest again. And he is allowing the guest to vent, to let the guest express her unsatisfactory. Thirdly, the employee tries to apologize for the wrong service, to give the image that our restaurant is willing to correct our mistake and not to happen again. Fourthly, the employee has done the corrective action. He asks the chef to cook the dish again as soon as possible. And with the correct meat temperature i.e. well done. This can show to the guest that we have a positive “can do” attitude. Finally, servicing the guest with politeness again.

The skills and theories that we have apply in the case:
For the procedural side: We have attempt timeliness. When the guest has problem regarding the steak she ordered. The employee has taken immediate action to approach to the guest. Listening what is her concerns and grievances. Then make a corrective action. Therefore, we can practice the moment of truth to the guest.

Communication skill also applies on our case. When the employee notice that the food production section have cook the wrong dish to the guest. He immediately asks the chef to cook it again with the right meat temperature. And this dish is the first priority to be cooked. So the guest needs not to wait for longer time. This can show that we apologize for our fault.

...To Whom It May Concern: This is a formal complaint of our experience with the RIU Palace Paradise Island. We checked into the RIU Palace Paradise Island on Thursday, December 10th, 2009 at approximately 3:00 PM. Upon check-in we were greeted by Front Desk staff member, Felicity, where she assigned us RM 804. Before we got into the elevator to go to our room, she stopped us and said she needed to change our room. After a few minutes we were then changed to RM 1202. Upon arrival to the room we were greeted by construction workers who were making repairs to the room, we also found another guest’s belongings residing in the room. While in transit back to the front desk, we were met by Felicity again, who said she changed our room to RM 817, and handed us another set of keys. When we reached to the 8th floor, we were greeted by a plethora of construction workers on the floor, in which we had to maneuver our way through and around them to get to our room. Upon arrival to our room, the first light to enter the room did not work, there were exposed electrical outlets, some questionable liquid white substance on the dresser where the TV sits, also various holes in the wall, in addition to the sprinkler being exposed, and none of the lights working in the room. We went back to the front desk to make a complaint, and they transferred us to RM 902. ...Dear Mr. Georgiev, I am writing to complain about the learning plan of the major Linguistics with IT. We believe the lectures are not properly organized. We have lectures only three days a week. On the one hand, it is beneficial because we have two days off. On the other though, we study from 7:30 AM to 19:30 PM these three days and it is very exhausting. On our final exam in English we are supposed to make a dictation but, as a matter of fact, nobody told us how to do that. The lectures are not enough and our lecturers don’t have the time to teach us. Last semester the “Translation” subject was twice a week. This semester, however, it is once a week which is not nearly as enough as it should be. All in all, it is expected that we become translators. Furthermore, all the lectures in German are in one day. What happens is that at the end of the lecture we can no longer concentrate as we have studied so many things that we don’t have the strength to continue. What is more, there are times in which we have just about 15 min to get from the one building of the university to the other. It wouldn’t be a problem, if the lecturers were more conscientious. ...Introduction A Gift is a Complaint is a book that will challenge you to rethink complaints, complainers, and your approach on handling, what is a usually, an unpleasant situation. Complaints, as stated in the book, are ”statements about expectations that have not been met. They are also, and perhaps more importantly, opportunities for an organization to reconnect with customers by fixing a service or product breakdown,” (Moller & Barlow, 2008, p. 22). The surface message of the customer doing the complaining often comes across as abrasive and as an attack, but really the customer is willingly giving the company an opportunity to respond and fix the problem, or more appropriately put, giving the company the gift of a second chance. The authors of the book have redefined complaints as gifts, but to do so those receiving the complaint must learn to separate the gift from the medium, the complaint from the complainer. Being able to separate yourself from the emotion of being blamed is most important to being able to successfully handle all complaints. In other words, we need to stop taking things so personally and learn to portray confidence and consideration. This means gaining empathy for the disappointed and frustrated customer, all a while moving forward as a company. I told him that there has to be a ticket opened because I have the number. He then said that he could not find it and that another ticket could and would be opened.
